Approach
Mapped every capture source onto one contact object. Duplicate rules before any sequence.
Same-minute acknowledgement on email and SMS where consent existed. Round-robin assign; escalate if nobody accepted.
After hours, the acknowledgement still went out. The human assign waited for working hours unless an on-call flag was on.
Chat and WhatsApp threads wrote to the same timeline as email. No channel silo.
Result
Median time-to-first-response dropped from “whenever someone checked their phone” to a number operations could put on a Monday pack.
The team stopped arguing about which channel “owned” the lead. The object was the same.
